As the ITSM and Operations Analyst, you will manage incident escalations, track performance metrics, and collaborate with internal teams, dealers, and third-party vendors to drive resolution and continuous improvement.

What else will you do?

• Monitor dealer eSites for availability issues. Promptly follow up on unresolved incidents with active alerts. Post-resolution, confirm successful incident closure and document all actions.

• Lead the investigation and escalation of incidents, coordinating with dealers and third-party vendors to identify root causes (e.g., internal issues, maintenance, failures). Actively support the RCA process.

• Ensure the correct categorization of incidents based on RCA findings. 

• Reduce Mean Time to Repair (MTTR), and ensure compliance with Service Level Agreements (SLAs).

• Assist in creating detailed incident reports and performance metrics. Provide insights to both internal teams and dealers to maintain transparency and support decision-making. 

• Collaborate with cross-functional teams to continuously refine and enhance the eSites monitoring process. Update the monitoring runbook to reflect best practices and any changes to incident management procedures.

• Ensure IT Service Management processes are consistently followed, and that established SLAs are met across all support teams.

• Support other duties as assigned by ITSM Operations management.

Requirements for the employee

Candidates with education suit the position

University education (Bachelor's degree)
University education (Master's degree)
Postgraduate (Doctorate)

Language skills

English - Upper intermediate (B2)

Experience in the position/sector

Personality requirements and skills

• 1+ years of experience in a corporate IT Operations environment, with a focus on IT Service Management (ITSM).

• Proven experience in incident management, front-line support, and incident escalation in a corporate setting.

• Hands-on experience using ServiceNow or similar ITSM software for incident management and dashboard/reporting functionalities.

• Strong understanding of ITIL V4 Foundations principles.

• Experience in front-line support roles, particularly in managing escalations and coordinating with cross-functional teams in an IT corporation environment.

• Proficiency with synthetic monitoring tools and the ability to analyze monitoring dashboards to assess performance and availability.


Best candidates will also have:

• Excellent analytical, planning, and communication skills, with the ability to articulate complex technical issues to both technical and non-technical stakeholders.

• ITIL V4 Certification or the willingness to pursue certification.

• Hands-on experience with organizational incident management, including Root Cause Analysis (RCA) and incident reporting.
